The support team was answering the same handful of questions all day, while visitors with real buying intent left the site without ever speaking to anyone. The gaps were clear:
- A large share of tickets were the same routine questions, asked over and over.
- The existing bot was a rigid button menu that broke as soon as someone typed freely.
- No coverage after hours or across time zones, so first replies took until morning.
- Visitors ready to buy left without a conversation because nobody was available.
- Non-English speakers were poorly served by a single-language experience.
- No clear record of what people were actually asking, so content gaps stayed hidden.
The opportunity was a chatbot people would actually talk to — one that sounds like the brand and knows when to step aside.
03Our Approach
We built the chatbot around real conversations rather than an idealized flowchart:
- Studied past ticket history to find what customers genuinely ask, and in what words.
- Replaced button trees with free-text understanding, so anyone can just say what they need.
- Grounded replies in approved help content so the bot informs rather than improvises.
- Wrote a tone and voice guide for the bot and tuned its replies against it.
- Set a clear scope of what it answers — everything else escalates immediately.
- Deployed the same brain across website, app, and messaging apps.
- Tracked unanswered questions weekly and closed the content gaps behind them.
